Deep Dive

In a ticket model the customer fills in a form, gets a number and waits for an email. In a conversational model they send a message the way they would to a friend, get a reply in the same thread, and pick it up later from the same place. The thread is the record. AI agents fit this model well because they answer in the thread immediately, and the human team joins the same thread when needed rather than owning a separate queue.

How it works. Each customer has a conversation per channel (web chat, WhatsApp, Instagram, email) that persists across sessions, with identity matched by phone, email or login. The agent reads the whole thread before replying, so a question on Tuesday about a return started on Friday is answered in context. Status is tracked on the conversation (open, waiting on customer, resolved) rather than on a ticket. When a person is needed, they are assigned to the thread and see the history; when they are done, the agent can resume. On WhatsApp, Meta's rules apply: free-form replies are allowed within 24 hours of the customer's last message, and after that the business must use an approved template to reopen the conversation.

Why it matters for support and retention. Conversational threads cut repeated explanations, which is the main complaint customers have about ticket queues. They also match where customers already are: a shopper on WhatsApp will reply to a WhatsApp message and ignore an email. For the business, the thread holds the full context for reporting and training, and the cost per resolution drops when the agent handles the routine turns in the same thread the human would.

Example. A boutique gym sells memberships over Instagram. A prospect DMs about class times, the agent answers, and the prospect goes quiet. Two weeks later the same person writes "is the 6 am class still on Tuesdays?" The agent sees the earlier exchange, confirms, and offers the trial pass it mentioned before. The prospect books; the membership coordinator is assigned to the thread to welcome them, and the whole history is in one place when they walk in.

Conversational support vs inbound support AI. Inbound support AI is the agent handling incoming requests; it can sit inside a ticket queue or a conversational thread. Conversational support is the model: threads instead of tickets, channels the customer chose, context carried forward. The model decides how the agent is deployed.

Common pitfalls. Separate identities per channel, so the same person is three contacts. Threads that never close, making reporting meaningless; set a resolution rule. Reopening WhatsApp threads with the wrong template category, which Meta rejects. Human agents replying from a different tool, so the agent loses context. No way to export a thread when a regulator or a dispute requires it.

Conversational Support FAQs

Only if the two identities are linked, usually by phone number or a login. Ask for the number on web chat when the customer wants to continue elsewhere; otherwise the WhatsApp thread starts fresh.

Count conversations by intent, outcome and channel, with first response time and time to resolution measured on the thread. Add a resolved flag with a rule, such as no reply for 48 hours after the agent's answer.

Within 24 hours of the customer's last message the business can reply free-form. After that it must send a Meta-approved template, and the customer's reply reopens the free-form window.

No, and they should not have one. Assign people to the same thread the agent uses so the history travels with the conversation and the agent can resume afterwards.
